Getting Started

Most firms see early insight within 10 – 12 weeks of starting, typically through a pilot covering a priority practice group or set of key accounts. Before that, programme design and platform setup usually take around six to eight weeks. We move at the pace that works for your firm, but in practice most programmes are live and generating insight within three months of kick-off.

There is no fixed minimum. Many firms start with a focused pilot, a single practice group, a set of key accounts, or a specific geography, before scaling. A pilot gives you early insight, builds internal confidence, and provides the evidence to invest further, without committing to a full firm-wide programme upfront. Understanding Client Insight

The three terms are often used interchangeably, and in practice they can mean the same thing. But they can imply different levels of maturity, and understanding the difference helps firms identify where they are and where they want to get to.

Client feedback, at its most basic, involves gathering views from clients, a post-matter interview, a follow-up email, an informal conversation. Without structure, continuity or a clear process for acting on what is heard, it remains a one-way transaction. Most firms do some form of client feedback without having a formal programme around it.

What matters most is not how the feedback is gathered, but what happens afterwards, the processes, the governance, and the ability to build client knowledge into how the firm works and makes decisions over time, and how leadership appraises the information gathered.

Some argue that client listening represents a step up from client feedback: that it implies intent and design, where the firm is actively creating opportunities to hear from clients rather than passively receiving comments. It carries a stronger relational implication, maintaining a dialogue, not just collecting data points. The term sits naturally with professional services firms because it reflects the sensitivity and continuity of client relationships.

Regardless of what it is called, a ‘client insight programme’ is the most formal level. It implies a governed, systematic capability with defined objectives, consistent methodology, technology infrastructure, firm-wide reporting, action tracking and closed-loop follow-through. It is a business programme, not a project, and the insight it produces is treated as a strategic asset, informing decisions at partner, sector and leadership level.

Both. CustomServe supports continuous feedback programmes, where clients can respond via open web-survey links or in-workflow prompts at any time, as well as structured periodic reviews tied to specific matters, clients or practice groups. Many firms run a mix: continuous listening for day-to-day relationship health, and structured interview programmes for deeper strategic insight. The platform manages both within a single governed environment.

Not directly. CustomServe Transcripts and Analytics operates entirely within your firm. Clients interact only through the feedback process itself, a telephone interview, a virtual conversation, or a web-based survey, exactly as they would today – these elements are managed by CustomServe; so if a client receives a web-survey email invitation, it is likely to have been sent by CustomServe and the web-survey is facilitated by CustomServe.

They do not log in directly. The platform is the governed environment your team uses to manage the programme, capture insight and produce reporting. From a client's perspective, the experience is simply a well-managed conversation or web-survey with your firm.

Yes. Acuigen delivers telephone and virtual interviews in English and multiple languages, depending on client and programme requirements. Interviews are conducted by experienced interviewers and tailored to the cultural and jurisdictional needs of each engagement. Programmes can combine telephone interviews and web-based surveys across multiple languages, allowing firms to run a consistent listening programme regardless of geography.

Independence is one of the most important things a client feedback programme can offer, and one of the hardest to achieve internally. When Acuigen conducts interviews, clients are speaking with an experienced, independent researcher rather than someone from the firm, which consistently produces more candid and commercially useful feedback. Where firms conduct their own interviews, we provide structured frameworks, training and quality assurance to minimise bias and ensure comparability. In both cases, CustomServe captures and structures the output consistently, so findings can be relied on for firm-wide decisions, not just treated as anecdotal.

CustomServe supports API-based integrations with CRM platforms, Power BI and other reporting environments, allowing client insight to be surfaced where decision-makers already work. Client confidentiality is fundamental to how we work, so we don't name individual clients or publish client logos. For Compliance & Risk Teams

Confidentiality is built into every layer of how we work. Interview findings are shared only with authorised individuals within your firm, using role-based access controls within CustomServe. We never share client data across programmes or use one firm's insight to inform another's. Data is handled under GDPR, supported by data processing agreements and NDAs as standard. CustomServe operates on ISO 27001-certified infrastructure with single sign-on, two-factor authentication and full audit capability. If a client has instructed that their data should not be processed with AI, that instruction is honoured and documented.

Acuigen solutions are designed to operate with or without AI, depending on each firm's governance and compliance requirements. CustomServe allows AI capabilities to be enabled or disabled at platform level, giving firms full control over how interview and feedback data is handled. Where AI is enabled, individual interviews or specific content can be excluded from AI processing to meet client, matter, or jurisdictional requirements, supported by an AI client suppression list and a full audit trail.
